What is Workforce Management (WFM)?
Workforce management (WFM) is contact center software that forecasts workload, schedules agents and tracks adherence — typically the priciest add-on.
Workforce Management (WFM) is the planning layer of a contact center: forecasting contact volume, building schedules that match staff to it, tracking adherence in real time, and feeding long-term capacity planning. Good WFM routinely cuts 10–20% of staffing cost at the same service level — which is why it’s the most valuable (and most expensive) CCaaS module.
Buying context
Entry WFM (basic scheduling) is included in mid CCaaS tiers from Five9, Talkdesk and Genesys; enterprise WEM suites (full forecasting, gamification, coaching) are significant add-ons. Under ~25 agents, manual scheduling in a spreadsheet often beats the license cost; past ~50 agents, WFM pays for itself. Genesys and NICE are the WFM benchmarks — compare them in our contact center ranking.
